감정노동에 대한 대책이 시급히 요구되는 상황에서 실천적으로 감정노동에 대한 분석적 이해가 필요하다는 문제의식에서 본 연구는 감정노동의 차원이 감정노동자의 저항행동에 미치는 영향을 양적 연구방법을 사용한 실증연구를 통해 살펴보았다. 이러한 연구목적을 달성하기 위해 관련연구결과들을 검토하여 가설을 설정한 후 8개 직종의 노동자 432명을 대상으로 분석하여 연구가설을 검증하였다. 본 연구의 결과를 요약하면 다음과 같다. 첫째, 사용자와 관련된 것으로서, 소극저항행동들과 적극저항행동들 모두에 영향을 미치는 감정노동차원은 내면행위(-)와 빈도(+)이었다. 표면행위는 소극저항행동들에만 (+)영향을 미쳤다. 둘째, 고객과 관련된 것으로서, 소극저항행동과 적극저항행동 모두에 영향을 미치는 감정노동차원은 내면행위(-), 다양성(-), 보통고객에 대한 서비스시간(-), 빈도(+) 및 진상고객의 빈도율(+)이었다. 표면행위는 소극저항행동들에만 (+)영향을 미쳤다. 시사점으로 제시한 것은 다음과 같다. 첫째, 감정노동차원 중 표면행위와 내면행위외에 다른 차원들도 포함하여 계속 연구가 이루어질 필요가 있다. 둘째, 감정노동의 경험이 노사관계에 미치는 영향을 연구할 필요가 있다. 셋째, 1인당 응대해야 할 고객의 수를 감소시키는 것이 중요하다. 넷째, 고객과 관련하여 감정표현규칙의 다양성을 높이는 것이 중요하다.

In a situation that measures to counter emotional labor are needed urgently, on a critical mind that analytical understanding of emotional labor is needed, this paper explored the effect of the dimension of emotional labor on the resistant behavior by the quantitative method empirically. For this goal, this paper made hypotheses by reviewing the result of previous researches and tested hypotheses by analysing survey data of 432 laborer in 8 occupations. The summery of results is as follow: First, as that is related with employer, dimensions of emotional labor that have the effect on passive resistant behavior and active resistant behavior all are deep acting(-) and frequency(+). Surface acting have the positive effect on only passive resistant behavior. Second, as that is related with customer, dimensions of emotional labor that have the effect on passive resistant behavior and active resistant behavior all are deep acting(-), diversity(-), service time for ordinary customer(-), frequency(+) and frequency ratio of black consumer(+). Surface acting have the positive effect on only passive resistant behavior. The suggestion of results is as follow: First, continuous study that involves not only surface acting deep acting but also other dimensions of the emotional labor is needed. Second, study that dimensions of the emotional labor that have the effect on industrial relations. Third, reducing number of customer per one laborer is important. Fourth, the diversity of emotional expression in the rule of the emotion is important.
